It is a fair bet that many business leaders will be looking ahead to 2017 with some trepidation. After all, 2016 has produced seismic shocks that have yet to show their full effects. And such is the volatility in the world today that more of the same must be, if not expected, then at least not beyond the bounds of possibility. Equally, though, executives cannot bank their futures on reacting to events with greater agility and intelligence than the competition. They must be prepared to look at how they can do things differently.
One area that is ripe for consideration is customer service. Much talked about but only rarely achieved with any consistency, customer service could become a new battleground in the way that quality and lean manufacturing have been in the past. Indeed, in a new book, Woo, Wow, And Win: Service Design, Strategy, and the Art of Customer Delight (Harper Business), Thomas A. Stewart and Patricia O’Connell point out that great service is too vital to be the “consequence of good intentions, attentive management, and a supportive culture.” Taking a cue from the late management guru Peter Drucker, who said that the purpose of a business was to create and keep a customer, they say, “service needs to be laid into the company’s keel, the way performance is built into a BMW or intuitiveness designed into an iPad”. Suffice to say, the authors believe that few businesses are set up to do this.
In order to correct this situation, Stewart, a well-known author who has written extensively about intellectual capital and knowledge management, and O’Connell, a consultant and co-author of How Excellent Companies Avoid Dumb Things, adopt a three-pronged approach rooted in extensive studies of the work of leading thinkers on the subject as well as their own research. The first part involves persuading managers that much of what they have learned on the job is inappropriate for managing services and customer experiences as they are increasingly envisaged. This stems from the growing interest – acknowledged by Stewart and O’Connell – in the notion of “design thinking” as a way of explaining how the best companies build relationships with their customers. Perhaps the most familiar example is of how Apple seems to put as much attention into its product packaging, website and retail stores as the products themselves so that the whole experience is of a consistently high standard. By contrast, everybody can think of examples where a “cool” or desirable product is let down by a hard-to-navigate website or poorly informed sales assistants.
The third part is designed to help executives put into action the required change of approach through reference to nine archetypes identified by the authors. These range from “The Aggregator” – the place to go to for all your needs, such as Amazon, through “The Classic” – reliably excellent and expensive providers such as Mercedes and Ralph Lauren – and “The Safe Choice” – such as Microsoft, to “The Specialist”, businesses providing the highest levels of expertise, such as the investment bank Goldman Sachs and top professional services firms.
But the key part is the second prong – the five “Principles of Service Design”. These are:

Put like this, the idea sounds simple and straightforward. However – as the authors, with their repeated references to journeys, make clear – it is anything but. Not that this should dissuade leaders. At a time when companies are increasingly aware of the importance of customers’ opinions to their reputations and hence success, anything that makes the two of them more aligned should be welcomed. For Stewart and O’Connell, service design seems to be something of a missing piece in the puzzle of intellectual capital. Suggesting that it is what unlocks “customer capital” – the asset created when businesses and customers learn to work together – they say that getting service design right creates experiences, trust and transactions that make the company more valuable to its customers and its customers more valuable to it. The way that business seems to be becoming more and more polarized between winners and losers suggests that they might be on to something.

After asking customers to upload photos of themselves wearing the new style, Chico’s discovered that some women were unsure about what type of shoes to wear with the pants.
This feedback led to an alert to Chico’s creative team to showcase the pants in a head-to-toe-outfit.
2. Customization matters.
An enormous benefit of companies getting to know their customers as individuals is being able to provide them personalized experiences. Bespoke service is in. People want products that seem original and cater to individual wants and needs.
That’s why Converse and Nike provide customers with the ability to build their own shoes, including deciding the colors and patterns. Car manufacturers such as BMW let buyers craft their own driving machines.
And Toshiba helps customers determine the type of laptop user they are, then lets them customize their own.
A 2013 Bain & Co. survey found that 25 percent to 30 percent of consumers want to customize their purchases. “If 25 percent of online sales of footwear were customized, that would equate to a market of $2 billion per year,” the report estimated.
3. Build clout.
Customers desire being rewarded for their loyalty, whether through exclusive offers or gaining access to the VIP area behind the digital velvet rope.
Yelp has taken online reviews to a new level by not only rewarding users for contributing but also granting a new status for those frequently sharing their opinions. Frequent reviewers receive “Elite” status and an eye-catching logo next to their user name.
Users sharing reviews can also check in to locations. The more someone checks in to a specific location, the more badges they earn, showcasing that they really, truly know that place.
The reviewers can accumulate “friends” and increase their social status within the Yelp community. Reviewers are motivated to publicize their position within their network, proving that clout encourages friendly competition, creates a sense of ownership and keeps customers coming back for more.
4. Deliver entertainment.
Yelp’s gamified reward system isn’t just gratifying. It’s entertaining. Customers have access to a dizzying array of information and distractions across a variety of channels, encouraging companies to devise strategies to hold the attention of customers.
No matter the industry, the entertainment factor is critical to building a brand that can successfully attract new customers, retain existing ones and deliver a lasting, multidimensional experience.
Red Bull, for example, has been able to expand its brand beyond the energy-drink category into the arts and entertainment arena with its Canvas Cooler Project, whereby artists design coolers and showcase them at events nationwide.
Similarly, coffee brand Illy aimed for high-end cachet by partnering with contemporary artists like Jeff Koons and Julian Schnabel to release limited-edition espresso cups. These companies understand the intrinsic value in creating an entertaining experience connected to the promise of their brand.

Geoffrey: Your happy customers are the ones talking positively about you on review sites and tagging your business in photos on your social media channels. Get engaged with them, make them feel special. Give them a public shout out for leaving you a review or tagging you in a post. It helps them feel appreciated, and it helps you create brand awareness and engagement.
Q: Why is having an Instagram account for your local business important?
Geoffrey: Instagram is important for a local business because its does three things: 1) It’s the mecca of user-generated content (so it helps you save time as a business creating content and it helps you become even more engaged with your audience), 2) you can capture “in-the-moment content” on your stories show them behind-the-scenes or by going live and answering questions, and 3) it gives you a chance to show even more of your personality.
Q: How often should I be posting on Twitter or Instagram?
Geoffrey: I suggest posting on your social media sites 2-4 times a week. It gives you a chance to vary your content and engage with your customers. It also provides an opportunity for you to promote an event or special you might have going on at your business.
